Bupa Arabia is the largest health insurance provider in Saudi Arabia, serving customer segments that include corporates, SMEs, travel and families. The company has built a reputation for consistent growth over the past decade and has been profitable year over year. Even during challenging periods, such as 2018, Bupa Arabia reported over SAR 500 million in profits, which the case study presents as evidence of financial resilience and operational excellence.

The challenge
Bupa Arabia performed strongly as a business, but it could not see customer experience clearly enough to act on it. The company needed to identify points of customer delight and pain swiftly, across multiple interaction touchpoints, and had no reliable way to do so.
Much of the insurer's service happens somewhere other than its own premises. Experiences at third-party partner locations, including hospitals providing inpatient and outpatient services and agent networks, were difficult to track, which left a gap in exactly the places where members form their impression of the cover they bought.
When customers were dissatisfied, redressal timelines were delayed, which limited the company's ability to close the feedback loop effectively. Underneath all of it sat the collection method: feedback came in through phone calls and pen-and-paper surveys, which cannot produce real-time insight at scale. Bupa Arabia set out to digitize and automate the customer feedback process, enhance responsiveness to negative feedback, capture feedback seamlessly across all stages of the customer journey and empower internal teams with actionable data and analytics.
The solution
Bupa Arabia selected XEBO.ai for its capabilities in Enterprise Feedback Management (EFM) and closed-loop customer experience systems. Four things stood out: the ability to automate personalized feedback requests within 24 hours of a customer interaction, advanced tools for real-time CX analytics across channels, a proven KPI-driven model for tracking, monitoring and improving feedback engagement, and integrated alerting and response workflows to act on customer dissatisfaction within 48 hours.
The deployment replaced traditional feedback channels with an intelligent digital EFM platform. Surveys were triggered automatically and promptly after an interaction, and customized for each customer journey touchpoint, so a member leaving a hospital was not asked the same questions as one dealing with a corporate policy.
A closed-loop feedback process was established around those surveys. CX teams follow up with dissatisfied customers within 48 hours, which turns a survey response into service recovery rather than a data point. To keep that commitment visible, KPIs were integrated into operational dashboards to monitor response timelines and improve accountability.
